CRMArena: Understanding the Capacity of LLM Agents to Perform Professional CRM Tasks in Realistic Environments

Paper · 2025 · Kung-Hsiang Huang, Akshara Prabhakar, Sidharth Dhawan et al.

Summary

Testing LLM agents on real enterprise work is hard. Company CRM data is private, and existing work benchmarks such as WorkArena, WorkBench and Tau-Bench use simple data structures and easy tasks. The authors built CRMArena, a benchmark set inside a real Salesforce organization. With help from CRM practitioners, they defined nine customer-service tasks for three roles: service manager, service agent and service analyst. Examples include routing new cases, spotting policy breaches and analysing monthly trends. An LLM-driven pipeline generated synthetic data that follows the Salesforce Service Cloud schema. It uses latent variables to mimic realistic behaviour, and it applies deduplication and content and format checks. Agents can reach the environment through both the UI and the API. Domain experts judged the environment mostly realistic. Even so, current agents built on strong models solve well under two-thirds of the tasks. Weaker models gain little from hand-built tools. The benchmark therefore exposes real gaps in function calling and rule following that matter for business deployment.

Key points

  • The resource has 9 tasks and 1,170 query instances across 3 personas. The data fills 16 interlinked business objects (e.g., Account, Order, Case, Knowledge Article) and averages 1.31 dependencies per object, which is more than WorkBench, Tau-Bench or WorkArena.
  • In the expert study, 90% of CRM professionals rated the synthetic organization as Realistic or better.
  • The best agents succeed on fewer than 58% of tasks with ReAct prompting. With manually designed function-calling tools, they still stay below 65%.
  • In tool ablations, gpt-4o benefits from every category of crafted function, but gpt-4o-mini and claude-3-sonnet do not. Calculation tools can even hurt the weaker models.
  • Consistency was measured with pass^k over ten trials. It declines at a similar rate for the Act, ReAct and Function Calling frameworks. Code and data are available at github.com/SalesforceAIResearch/CRMArena.
